The Mission This role is a Functional Consultant - Contact Center focused on contact center modernization, responsible for leading discovery workshops with customer stakeholders and translating business requirements into functional specifications, user stories, and acceptance criteria for Amazon Connect implementations. They use call listening and interaction analysis as a core discovery method, mining recorded voice and chat data to surface undocumented processes, score quality, and root-cause self-service containment failures, then convert those findings into AI agent scripts, process maps, and prioritized improvement recommendations. Serving as the primary liaison between customer stakeholders and Caylent's delivery team, they own BRDs, traceability matrices, and UAT facilitation while also mentoring junior BAs and contributing reusable discovery assets to strengthen the CXE practice. Maps legacy contact center processes (e.g. Avaya, Genesys, NICE) to Amazon Connect capabilities, identifying gaps, configuration options, and where custom development is required - favoring configuration over customization. Builds and maintains the live link between every requirement ID, the design decision addressing it, the epic/story implementing it, and the test case validating it. Runs the review gate before design starts and the verification gate before release (i.e. no ticket enters a sprint, and no story closes, without a traced requirement ID) Owns the intake of requirement changes, logs impact to the RTM, and hands schedule/budget impact to the technical PM rather than letting scope drift silently.. Runs requirement walkthroughs with architects and engineers before design starts, and with QA before test design - catching ambiguity before it becomes code. Process & Data Analysis Analyze contact center KPIs (AHT, containment rate, CSAT/NPS, Retention) to baseline current performance and define measurable success criteria for engagements Partner with engineering to define data models for Customer Profiles, Cases, and the Connect analytics data lake (Glue, Athena, QuickSight), ensuring reporting requirements are captured up front Document AI agent and self-service requirements: call/chat intents, escalation paths, containment targets, and guardrail/compliance needs for AI-driven interactions Call Quality & Interaction Analysis Conduct structured call listening and quality assurance reviews across recorded voice and chat interactions, scoring them against defined quality criteria - compliance adherence, process accuracy, soft skills, and resolution quality and packaging findings into QA reports and trend summaries for customer stakeholders Use call listening as a process-discovery method: mine recorded interactions to surface undocumented business processes, decision points, exception paths, and agent workarounds, then codify what agents actually do into current-state process maps that validate or correct stakeholder-described workflows Translate documented business processes into structured AI agent scripts and call guides, greetings, identity verification, decision trees, objection and exception handling, required compliance language, and closing sequences that standardize agent behavior and feed training materials, knowledge bases, and agent-assist tooling (e.g., Amazon Q in Connect) Perform formal evaluations of calls, chats, and cases using evaluation forms and scorecards (e.g., Amazon Connect Evaluations with Contact Lens), and synthesize results into performance-trend reporting for operations leadership Analyze interactions that escaped self-service to root-cause containment failures, misrecognized intents, missing self-service capabilities, authentication friction, confusing prompts, or premature zero-outs and convert findings into prioritized, evidence-backed recommendations for IVR and AI improvements that measurably raise containment rates Stakeholder Collaboration & Documentation Serve as the day-to-day liaison between customer business stakeholders and the Caylent delivery team, managing scope clarifications and change requests Produce clear, well-organized documentation: business requirements documents (BRDs), process flow diagrams, current/future-state maps, and UAT test plans Facilitate UAT sessions, triage defects and enhancement requests with stakeholders, and prioritize backlog items against business value and delivery timelines Support project governance: status reporting, RAID logs, and steering committee materials for contact center modernization programs Practice Contribution Contribute reusable discovery templates, requirement checklists, and process maps back to the CXE practice so future engagements start further ahead Support pre-sales: participate in discovery calls, help scope SOWs, and provide business-analysis input on estimates for contact center engagements Mentor junior Functional Consultants on contact center domain concepts and Caylent's discovery methodology Your Qualifications 5+ years of business analysis experience, including 1+ years supporting contact center, CCaaS, or customer experience technology implementations 5+ years experience in analyzing call center interactions as a process discovery methodology for mining patterns in call center interactions. Working knowledge of using Amazon Connect or a comparable CCaaS platform (Genesys, Avaya, Cisco, NICE) for finding, evaluating, and mining call center interactions. Demonstrated ability to write clear functional requirements, user stories, and acceptance criteria that engineering teams can build directly against Familiarity with contact center KPIs and operations concepts (AHT, containment, CSAT/NPS, SLA, Retention) Strong facilitation and stakeholder management skills; comfortable running workshops with both business and technical audiences Proficiency with requirements and diagramming tools (i.e. Jira, Confluence, Lucidchart/Visio, Figma) and basic SQL or reporting-tool literacy Proficiency with Microsoft Office tools (Excel, Word, Powerpoint) Preferred Qualifications Exposure to conversational AI / self-service requirements (Amazon Lex, Amazon Q in Connect, or comparable IVR/chatbot platforms) Experience in regulated verticals: government/public sector, healthcare (HIPAA), or financial services Consulting or client-delivery background Experience with data visualization tools (QuickSight, Tableau, Power BI) Experience in Python Experience with AI tools Benefits 100% remote work Generous holidays and flexible PTO Competitive phantom equity Paid for exams and certifications Peer bonus awards State of the art laptop and tools Equipment & Office Stipend Individual professional development plan Annual stipend for Learning and Development Work with an amazing worldwide team and in an incredible corporate culture NOTE: This position requires current legal authorization to work in the country where this position is located. ABOUT NASH Nash is last-mile delivery infrastructure. We help the world's largest retailers and commerce companies orchestrate, optimize, and manage their delivery operations. Founded in San Francisco in 2021, backed by Andreessen Horowitz and Y Combinator, Nash works with enterprise customers across North America, Europe, APAC, and the Middle East. Our platform sits at the center of complex delivery operations: connecting carriers, optimizing routes, managing fleets, and giving operators the visibility and control they need to run delivery at scale. We're not a marketplace. We're the infrastructure layer that makes the whole system work. Every enterprise customer presents a different operational reality. A grocery chain running same-day delivery from hundreds of stores has different constraints than a retailer consolidating three carrier networks into one. Nash doesn't sell a fixed product off a price sheet. We design and configure the system around how each customer actually operates, then deploy with dedicated engineering and product support. THE OPPORTUNITY Nash's ANZ business is anchored by some of the region's largest retail and grocery brands: multi-product, multi-year partnerships in which delivery is core infrastructure. This role owns a small number of those relationships in full. In International, customer success and solutions consulting are one seat. The person who designs the technical approach in a deal runs the launch that follows, then manages the account through adoption, performance, and renewal. You'll carry two to three enterprise accounts and the launches that come with them, from the sales cycle through go-live to the multi-year account work after it. This is one of two seats we're opening now in an established ANZ team, alongside two colleagues already in the role. The accounts are large, the operations are complex, and the customer expects the person across the table to know their delivery operation as well as they do. WHAT YOU'LL DO LEAD TECHNICAL DISCOVERY AND DESIGN Own the technical and operational depth in enterprise sales cycles for your accounts. Run discovery with the customer's engineering and operations teams, define the integration approach, configure the demonstrations and pilots that validate it, and resolve questions on architecture, data, and scale before they reach contract. The designs you produce become the launches you run, so they need to be correct at the point of proposal. RUN LAUNCHES FROM SIGNATURE TO STEADY STATE Own implementations for your accounts: requirements, configuration, integration, cutover, operator training, go-live, and the stabilization period that follows. Coordinate the customer's stakeholders and Nash's central engineering and specialist teams where a build requires them, and remain accountable for delivery performance until the operation runs without intervention. MANAGE THE BOOK Build durable relationships across your accounts, from the operators running stores and fleets to the executives funding the roadmap. Run the operating rhythm: business reviews, success plans, escalation paths. Track adoption, delivery performance, and platform health, and use them to identify what is underused, what is underperforming, and where the next workstream should be. This role carries no quota. Commercial expansion is owned by sales; this role owns the relationship, the adoption that justifies expansion, and the renewal. FEED THE ROADMAP Represent your customers inside Nash. Identify which gaps recur, which requests reflect one account's configuration versus a regional pattern, and what would change a customer's cost structure if Nash built it. Turn account knowledge into specific, prioritized product requests. WHAT SUCCESS LOOKS LIKE First 6 months: Full ownership of your accounts, with operating rhythms running and stakeholder maps built At least one launch run from signature to steady state Your technical designs in the proposals for every active deal on your accounts Account health reporting that internal teams use First 12 months: Measurable adoption and delivery performance gains across your accounts Renewals delivered and expansions landed in partnership with sales Improvements to how ANZ runs accounts, adopted across the team WHO YOU ARE You have 5+ years in customer success, solutions consulting, implementation, or product roles in SaaS or logistics, and you've managed large, complex customer relationships with commercial outcomes attached: renewals, renegotiations, expansions, or major implementations delivered. You are technically capable of running the design half of this role. You can lead discovery with an engineering team, define an integration approach, write basic SQL, and troubleshoot a configuration issue before escalating it. You may have started as an engineer or product manager; either way, you're comfortable in the technical detail. You understand delivery operations. You know why completion rate, cost per order, and ETA accuracy move the way they do, and you can explain it to an executive in a sentence. You communicate quickly, clearly, and concisely, and you're as comfortable with an engineering team as with a C-suite. You handle ambiguity well. The team has an established way of running accounts, but the accounts are large, the product moves quickly, and you will regularly do things for the first time. This role is probably not right for: Customer success managers whose job has been renewals and quarterly reviews, with a separate technical team doing the design and implementation. Here that work is yours. HOW THIS ROLE WORKS You join Nash's ANZ team alongside two colleagues already in the role, the regional sales lead, and the regional sales team, with direct access to Nash's product and engineering teams. The role reports to the VP & GM, International. Nash is a startup. The team is lean. You'll have significant autonomy and direct access to Nash's founders, product leaders, and engineering team, and you'll be in product discussions regularly, shaping what Nash builds based on what you learn in your accounts. The role is based in Sydney, hybrid, with travel to customer sites across Australia and New Zealand. Scope grows with the book: more accounts, larger launches, and regional responsibility over time. Posted by NASH DELIVERY TECHNOLOGIES AUSTRALIA PTY LTD ABN: 86 662 959 766 More about Nash Nash is the platform that powers modern logistics. Commerce has inverted. For decades, customers came to where products and services were. Now products and services come to them, on their terms, in real time. That shift has turned every company into a logistics company, even though almost none of them were built to be one. Couriers, fleets, gig workers, parcel carriers, in-store labor, and increasingly autonomous systems all have to be coordinated in real time, against tighter windows and rising expectations, with hard-fought customer trust on the line. Nash unifies decisioning, execution, and capacity into a single programmable platform. Real-time, AI-native intelligence determines what should happen, operational control executes it, and the platform dynamically orchestrates capacity from any source: a company's own fleets, partners, or the Nash delivery network. Whether a job involves a courier, a gig driver, an internal fleet, a store employee, a technician, or an autonomous vehicle, Nash selects the right resource and manages execution through completion. We power delivery and logistics for some of the most recognizable brands in commerce, including Walmart, Urban Outfitters, 7-Eleven, and Woolworths, alongside platforms like Shopify and Toast. Over the next decade, logistics will become as foundational to commerce as payments, cloud, and connectivity. Nash is the platform that powers it. Nash was founded in 2021 by Mahmoud Ghulman (2x Founder, MIT) and Aziz Alghunaim (2x Founder, 2x YC, Ex-Palantir, MIT) and is backed by Y Combinator, a16z, and other top investors. We are headquartered in San Francisco. Technical Account Managers are responsible for delivering measurable value and driving meaningful business outcomes across their customer portfolio by focusing on: Customer Enablement & Onboarding: Supporting customers through onboarding and implementation for assigned customers, following established discovery frameworks and implementation plans. Translate functional and technical requirements into ClickUp solutions for standard use cases under the guidance of more senior TAMs when needed. Guide customers through setup, integrations, and change management fundamentals, escalating complex scenarios appropriately. Use AI-assisted workflows where appropriate to prepare for discovery, summarize implementation decisions, and improve the speed and quality of customer follow-up. Account Health Management Monitor health for your book of business, including utilization, key feature adoption, and champion/stakeholder engagement. Execute standard adoption plays and account review cadences to maintain or improve health, leveraging existing playbooks and frameworks. Identify risks early and partner with senior TAMs and account teams to build and execute recovery plans. Run recurring meetings with your accounts, sharing usage summaries, recommended next steps, and capturing follow-ups. Connect AI adoption, automation usage, and workflow improvements to measurable customer outcomes such as efficiency gains, stakeholder adoption, and expansion signals. Workflow Mapping (IER Framework) Conduct Intake → Execution → Reporting (IER) cycles for core customer workflows using established discovery guides and templates. Recommend optimizations based on documented best practices and apply workflow templates to support scale and consistency. Maintain clear documentation of customer workflows, data models, and configuration decisions following team standards. Use AI to help analyze repetitive workflow patterns, identify process friction, and sharpen recommendations — while validating outputs before using them with customers. Provide training and consultation on how to use existing AI and automation patterns; escalate novel or complex use cases to senior TAMs or specialists. Track and report AI usage and credit consumption against plan, surfacing straightforward opportunities to deepen adoption. Evaluate AI-generated outputs for accuracy, usefulness, and business relevance before sharing recommendations or enabling them in customer workflows. About Anthropic Anthropic's mission is to create reliable, interpretable, and steerable AI systems. We want AI to be safe and beneficial for our users and for society as a whole. Our team is a quickly growing group of committed researchers, engineers, policy experts, and business leaders working together to build beneficial AI systems. About the Role Every dollar Anthropic earns and every dollar it spends on compute has to reach the books correctly, and the volume grows with Claude usage. That data comes from across the company and from partners: usage and billing, compute, infrastructure assets, leases. Products and pricing models keep launching, and each one adds another path into the books. Our goal is a continuous close with zero material issues, with audit-grade controls. We're looking for an Engineering Manager to lead the engineers who build the platform that gets us there: one front door for every finance event, an append-only ledger, and an accounting engine that posts each event exactly once. You'll hire and grow the team, and hold the bar for how the platform is built and run in production. Its users include Claude agents, which read and write through the same APIs and controls as people. You'll partner with engineering teams in Billing, Compute and Infra on shared contracts and APIs, and with product owners and finance operations, who set the priorities and define the needs. You don't need a finance background. If you have led teams that build backend systems where correctness matters, we will teach you the domain. Responsibilities Lead and grow a team of engineers: hire, coach and hold a high bar for engineering quality Own delivery of the front door for finance events and its governed contracts, and the accounting ledger and engine, so every event is posted exactly once and can be traced back to its source Be accountable for the production services that other engineering teams call in real time, such as the tax and collections services in the billing flow Make sure finance apps and agents have the platform support they need: SDKs and frameworks, scoped access, SOX guardrails, observability, and the capabilities finance needs that claude products do not provide out of the box Define and own the reliability and correctness bar: SLOs on the services other teams call, tests that check key upstream calculations on every change, and daily accuracy and completeness checks from source to books Align on technical design, data contracts and APIs with engineering leaders in Billing, Compute and Infra Drive down the time it takes finance to support a new product, program or compute buildout Minimum qualifications Have led teams that build and run high-volume backend systems where correctness matters, such as ledgers, billing, payments, metering or other systems of record Have built or run event-driven systems with idempotent processing, replay and backfill, and know what it takes to keep them correct in production Have sound judgment on platform boundaries, data contracts and API design Have hired and grown engineers, and set engineering standards for platforms Work well across functions, with upstream engineering teams, finance and auditors, and explain technical trade-offs clearly to non-engineering partners, in writing and in the room Preferred qualifications Have 3+ years of engineering management experience, with 8+ years total in the industry Built developer platforms or paved paths used by other builders Worked with Go and with streaming systems such as Pub/Sub or Kafka Built with LLMs and agents, including MCP Built or run a ledger or sub-ledger, with a working knowledge of double-entry accounting Managed teams through audit and compliance work, such as SOX change management, segregation of duties and audit trails Worked with ERP or financial systems, such as Workday Financials or Oracle Financials The annual compensation range for this role is listed below. For sales roles, the range provided is the role's On Target Earnings ("OTE") range, meaning that the range includes both the sales commissions/sales bonuses target and annual base salary for the role. Annual Salary: $320,000 — $405,000 USD Logistics Minimum education: Bachelor's degree or an equivalent combination of education, training, and/or experience Required field of study: A field relevant to the role as demonstrated through coursework, training, or professional experience Minimum years of experience: Years of experience required will correlate with the internal job level requirements for the position Location-based hybrid policy: Currently, we expect all staff to be in one of our offices at least 25% of the time. However, some roles may require more time in our offices. Visa sponsorship: We do sponsor visas! However, we aren't able to successfully sponsor visas for every role and every candidate. But if we make you an offer, we will make every reasonable effort to get you a visa, and we retain an immigration lawyer to help with this. We encourage you to apply even if you do not believe you meet every single qualification. Not all strong candidates will meet every single qualification as listed. Research shows that people who identify as being from underrepresented groups are more prone to experiencing imposter syndrome and doubting the strength of their candidacy, so we urge you not to exclude yourself prematurely and to submit an application if you're interested in this work. We think AI systems like the ones we're building have enormous social and ethical implications. We think this makes representation even more important, and we strive to include a range of diverse perspectives on our team. Your safety matters to us. To protect yourself from potential scams, remember that Anthropic recruiters only contact you from @anthropic.com email addresses. In some cases, we may partner with vetted recruiting agencies who will identify themselves as working on behalf of Anthropic. Be cautious of emails from other domains. Legitimate Anthropic recruiters will never ask for money, fees, or banking information before your first day. If you're ever unsure about a communication, don't click any links—visit anthropic.com/careers directly for confirmed position openings. How we're different We believe that the highest-impact AI research will be big science. At Anthropic we work as a single cohesive team on just a few large-scale research efforts. And we value impact — advancing our long-term goals of steerable, trustworthy AI — rather than work on smaller and more specific puzzles. We view AI research as an empirical science, which has as much in common with physics and biology as with traditional efforts in computer science. We're an extremely collaborative group, and we host frequent research discussions to ensure that we are pursuing the highest-impact work at any given time. As such, we greatly value communication skills. The easiest way to understand our research directions is to read our recent research. This research continues many of the directions our team worked on prior to Anthropic, including: GPT-3, Circuit-Based Interpretability, Multimodal Neurons, Scaling Laws, AI & Compute, Concrete Problems in AI Safety, and Learning from Human Preferences. Come work with us! Anthropic is a public benefit corporation headquartered in San Francisco. We offer competitive compensation and benefits, optional equity donation matching, generous vacation and parental leave, flexible working hours, and a lovely office space in which to collaborate with colleagues.
