The Mission This role is a Functional Consultant - Contact Center focused on contact center modernization, responsible for leading discovery workshops with customer stakeholders and translating business requirements into functional specifications, user stories, and acceptance criteria for Amazon Connect implementations. They use call listening and interaction analysis as a core discovery method, mining recorded voice and chat data to surface undocumented processes, score quality, and root-cause self-service containment failures, then convert those findings into AI agent scripts, process maps, and prioritized improvement recommendations. Serving as the primary liaison between customer stakeholders and Caylent's delivery team, they own BRDs, traceability matrices, and UAT facilitation while also mentoring junior BAs and contributing reusable discovery assets to strengthen the CXE practice. Requirements & Discovery Leads structured elicitation workshops with client stakeholders (contact center operations, IT, compliance) to document current-state processes, pain points, and target-state workflows, then breaks business requirements into discrete, ID-tagged functional requirements, user stories, and acceptance criteria before design work is scheduled. Maps legacy contact center processes (e.g. Avaya, Genesys, NICE) to Amazon Connect capabilities, identifying gaps, configuration options, and where custom development is required - favoring configuration over customization. Builds and maintains the live link between every requirement ID, the design decision addressing it, the epic/story implementing it, and the test case validating it. Runs the review gate before design starts and the verification gate before release (i.e. no ticket enters a sprint, and no story closes, without a traced requirement ID) Owns the intake of requirement changes, logs impact to the RTM, and hands schedule/budget impact to the technical PM rather than letting scope drift silently.. Runs requirement walkthroughs with architects and engineers before design starts, and with QA before test design - catching ambiguity before it becomes code. Process & Data Analysis Analyze contact center KPIs (AHT, containment rate, CSAT/NPS, Retention) to baseline current performance and define measurable success criteria for engagements Partner with engineering to define data models for Customer Profiles, Cases, and the Connect analytics data lake (Glue, Athena, QuickSight), ensuring reporting requirements are captured up front Document AI agent and self-service requirements: call/chat intents, escalation paths, containment targets, and guardrail/compliance needs for AI-driven interactions Call Quality & Interaction Analysis Conduct structured call listening and quality assurance reviews across recorded voice and chat interactions, scoring them against defined quality criteria - compliance adherence, process accuracy, soft skills, and resolution quality and packaging findings into QA reports and trend summaries for customer stakeholders Use call listening as a process-discovery method: mine recorded interactions to surface undocumented business processes, decision points, exception paths, and agent workarounds, then codify what agents actually do into current-state process maps that validate or correct stakeholder-described workflows Translate documented business processes into structured AI agent scripts and call guides, greetings, identity verification, decision trees, objection and exception handling, required compliance language, and closing sequences that standardize agent behavior and feed training materials, knowledge bases, and agent-assist tooling (e.g., Amazon Q in Connect) Perform formal evaluations of calls, chats, and cases using evaluation forms and scorecards (e.g., Amazon Connect Evaluations with Contact Lens), and synthesize results into performance-trend reporting for operations leadership Analyze interactions that escaped self-service to root-cause containment failures, misrecognized intents, missing self-service capabilities, authentication friction, confusing prompts, or premature zero-outs and convert findings into prioritized, evidence-backed recommendations for IVR and AI improvements that measurably raise containment rates Stakeholder Collaboration & Documentation Serve as the day-to-day liaison between customer business stakeholders and the Caylent delivery team, managing scope clarifications and change requests Produce clear, well-organized documentation: business requirements documents (BRDs), process flow diagrams, current/future-state maps, and UAT test plans Facilitate UAT sessions, triage defects and enhancement requests with stakeholders, and prioritize backlog items against business value and delivery timelines Support project governance: status reporting, RAID logs, and steering committee materials for contact center modernization programs Practice Contribution Contribute reusable discovery templates, requirement checklists, and process maps back to the CXE practice so future engagements start further ahead Support pre-sales: participate in discovery calls, help scope SOWs, and provide business-analysis input on estimates for contact center engagements Mentor junior Functional Consultants on contact center domain concepts and Caylent's discovery methodology Your Qualifications 5+ years of business analysis experience, including 1+ years supporting contact center, CCaaS, or customer experience technology implementations 5+ years experience in analyzing call center interactions as a process discovery methodology for mining patterns in call center interactions. Working knowledge of using Amazon Connect or a comparable CCaaS platform (Genesys, Avaya, Cisco, NICE) for finding, evaluating, and mining call center interactions. Demonstrated ability to write clear functional requirements, user stories, and acceptance criteria that engineering teams can build directly against Familiarity with contact center KPIs and operations concepts (AHT, containment, CSAT/NPS, SLA, Retention) Strong facilitation and stakeholder management skills; comfortable running workshops with both business and technical audiences Proficiency with requirements and diagramming tools (i.e. Jira, Confluence, Lucidchart/Visio, Figma) and basic SQL or reporting-tool literacy Proficiency with Microsoft Office tools (Excel, Word, Powerpoint) Preferred Qualifications Exposure to conversational AI / self-service requirements (Amazon Lex, Amazon Q in Connect, or comparable IVR/chatbot platforms) Experience in regulated verticals: government/public sector, healthcare (HIPAA), or financial services Consulting or client-delivery background Experience with data visualization tools (QuickSight, Tableau, Power BI) Experience in Python Experience with AI tools Benefits 100% remote work Generous holidays and flexible PTO Competitive phantom equity Paid for exams and certifications Peer bonus awards State of the art laptop and tools Equipment & Office Stipend Individual professional development plan Annual stipend for Learning and Development Work with an amazing worldwide team and in an incredible corporate culture NOTE: This position requires current legal authorization to work in the country where this position is located. Caring deeply about our customers is one of our favorite Ashby Operating Principles in Support. As we continue to grow our Product Support Team with the customer experience at the heart of everything we do, we're excited to hire our first Manager of Product Support in the APAC region. In this role, you'll lead an incredible group of Technical Support Specialists, collaborate closely with a high-performing team of Support Managers, and help shape how we scale exceptional customer support globally. About this role: This is a unique opportunity to take ownership of a region. As our first regional manager in APAC, you won't just be managing a team. You'll be building and shaping how Support operates within an emerging region. This role requires someone who thrives in ambiguity, has a passion for building and can balance strategic foresight with operational execution. You'll need to be both a strong advocate for our customers and for your team, as we continue to grow Support in line with our ambitious company goals. You will partner with other Support leaders and Support Engineers to develop and implement effective support strategies, monitor key performance indicators, and resolve escalated customer issues. You will collaborate closely with Product, Engineering, and the broader Customer Success Teams to address customer needs, maintain support documentation, and uplevel the customer experience. You will stay current with industry trends to continuously improve support processes, foster a positive team environment, and drive professional growth and development within the support team. When you start, you'll work closely with our Director of Support, and alongside our Head of Support and VP of Customer Success . You'll inherit a team of ~5 Product Support Specialists and will grow this team further once you're ramped. ABOUT NASH Nash is last-mile delivery infrastructure. We help the world's largest retailers and commerce companies orchestrate, optimize, and manage their delivery operations. Founded in San Francisco in 2021, backed by Andreessen Horowitz and Y Combinator, Nash works with enterprise customers across North America, Europe, APAC, and the Middle East. Our platform sits at the center of complex delivery operations: connecting carriers, optimizing routes, managing fleets, and giving operators the visibility and control they need to run delivery at scale. We're not a marketplace. We're the infrastructure layer that makes the whole system work. Every enterprise customer presents a different operational reality. A grocery chain running same-day delivery from hundreds of stores has different constraints than a retailer consolidating three carrier networks into one. Nash doesn't sell a fixed product off a price sheet. We design and configure the system around how each customer actually operates, then deploy with dedicated engineering and product support. THE OPPORTUNITY Nash's ANZ business is anchored by some of the region's largest retail and grocery brands: multi-product, multi-year partnerships in which delivery is core infrastructure. This role owns a small number of those relationships in full. In International, customer success and solutions consulting are one seat. The person who designs the technical approach in a deal runs the launch that follows, then manages the account through adoption, performance, and renewal. You'll carry two to three enterprise accounts and the launches that come with them, from the sales cycle through go-live to the multi-year account work after it. This is one of two seats we're opening now in an established ANZ team, alongside two colleagues already in the role. The accounts are large, the operations are complex, and the customer expects the person across the table to know their delivery operation as well as they do. WHAT YOU'LL DO LEAD TECHNICAL DISCOVERY AND DESIGN Own the technical and operational depth in enterprise sales cycles for your accounts. Run discovery with the customer's engineering and operations teams, define the integration approach, configure the demonstrations and pilots that validate it, and resolve questions on architecture, data, and scale before they reach contract. The designs you produce become the launches you run, so they need to be correct at the point of proposal. RUN LAUNCHES FROM SIGNATURE TO STEADY STATE Own implementations for your accounts: requirements, configuration, integration, cutover, operator training, go-live, and the stabilization period that follows. Coordinate the customer's stakeholders and Nash's central engineering and specialist teams where a build requires them, and remain accountable for delivery performance until the operation runs without intervention. MANAGE THE BOOK Build durable relationships across your accounts, from the operators running stores and fleets to the executives funding the roadmap. Run the operating rhythm: business reviews, success plans, escalation paths. Track adoption, delivery performance, and platform health, and use them to identify what is underused, what is underperforming, and where the next workstream should be. This role carries no quota. Commercial expansion is owned by sales; this role owns the relationship, the adoption that justifies expansion, and the renewal. FEED THE ROADMAP Represent your customers inside Nash. Identify which gaps recur, which requests reflect one account's configuration versus a regional pattern, and what would change a customer's cost structure if Nash built it. Turn account knowledge into specific, prioritized product requests. WHAT SUCCESS LOOKS LIKE First 6 months: Full ownership of your accounts, with operating rhythms running and stakeholder maps built At least one launch run from signature to steady state Your technical designs in the proposals for every active deal on your accounts Account health reporting that internal teams use First 12 months: Measurable adoption and delivery performance gains across your accounts Renewals delivered and expansions landed in partnership with sales Improvements to how ANZ runs accounts, adopted across the team WHO YOU ARE You have 5+ years in customer success, solutions consulting, implementation, or product roles in SaaS or logistics, and you've managed large, complex customer relationships with commercial outcomes attached: renewals, renegotiations, expansions, or major implementations delivered. You are technically capable of running the design half of this role. You can lead discovery with an engineering team, define an integration approach, write basic SQL, and troubleshoot a configuration issue before escalating it. You may have started as an engineer or product manager; either way, you're comfortable in the technical detail. You understand delivery operations. You know why completion rate, cost per order, and ETA accuracy move the way they do, and you can explain it to an executive in a sentence. You communicate quickly, clearly, and concisely, and you're as comfortable with an engineering team as with a C-suite. You handle ambiguity well. The team has an established way of running accounts, but the accounts are large, the product moves quickly, and you will regularly do things for the first time. This role is probably not right for: Customer success managers whose job has been renewals and quarterly reviews, with a separate technical team doing the design and implementation. Here that work is yours. HOW THIS ROLE WORKS You join Nash's ANZ team alongside two colleagues already in the role, the regional sales lead, and the regional sales team, with direct access to Nash's product and engineering teams. The role reports to the VP & GM, International. Nash is a startup. The team is lean. You'll have significant autonomy and direct access to Nash's founders, product leaders, and engineering team, and you'll be in product discussions regularly, shaping what Nash builds based on what you learn in your accounts. The role is based in Sydney, hybrid, with travel to customer sites across Australia and New Zealand. Scope grows with the book: more accounts, larger launches, and regional responsibility over time. Posted by NASH DELIVERY TECHNOLOGIES AUSTRALIA PTY LTD ABN: 86 662 959 766 More about Nash Nash is the platform that powers modern logistics. Commerce has inverted. For decades, customers came to where products and services were. Now products and services come to them, on their terms, in real time. That shift has turned every company into a logistics company, even though almost none of them were built to be one. Couriers, fleets, gig workers, parcel carriers, in-store labor, and increasingly autonomous systems all have to be coordinated in real time, against tighter windows and rising expectations, with hard-fought customer trust on the line. Nash unifies decisioning, execution, and capacity into a single programmable platform. Real-time, AI-native intelligence determines what should happen, operational control executes it, and the platform dynamically orchestrates capacity from any source: a company's own fleets, partners, or the Nash delivery network. Whether a job involves a courier, a gig driver, an internal fleet, a store employee, a technician, or an autonomous vehicle, Nash selects the right resource and manages execution through completion. We power delivery and logistics for some of the most recognizable brands in commerce, including Walmart, Urban Outfitters, 7-Eleven, and Woolworths, alongside platforms like Shopify and Toast. Over the next decade, logistics will become as foundational to commerce as payments, cloud, and connectivity. Nash is the platform that powers it. Nash was founded in 2021 by Mahmoud Ghulman (2x Founder, MIT) and Aziz Alghunaim (2x Founder, 2x YC, Ex-Palantir, MIT) and is backed by Y Combinator, a16z, and other top investors. We are headquartered in San Francisco. At the L04 level, success means not just understanding AI-enabled features, but showing sound judgment in when and how to use AI to improve execution quality, speed, and customer outcomes. Technical Account Managers are responsible for delivering measurable value and driving meaningful business outcomes across their customer portfolio by focusing on: Customer Enablement & Onboarding: Supporting customers through onboarding and implementation for assigned customers, following established discovery frameworks and implementation plans. Core Responsibilities: New Customer Onboarding Support end-to-end onboarding and implementation of ClickUp for assigned customers using established discovery frameworks, templates, and project plans. Translate functional and technical requirements into ClickUp solutions for standard use cases under the guidance of more senior TAMs when needed. Guide customers through setup, integrations, and change management fundamentals, escalating complex scenarios appropriately. Use AI-assisted workflows where appropriate to prepare for discovery, summarize implementation decisions, and improve the speed and quality of customer follow-up. Account Health Management Monitor health for your book of business, including utilization, key feature adoption, and champion/stakeholder engagement. Execute standard adoption plays and account review cadences to maintain or improve health, leveraging existing playbooks and frameworks. Identify risks early and partner with senior TAMs and account teams to build and execute recovery plans. Run recurring meetings with your accounts, sharing usage summaries, recommended next steps, and capturing follow-ups. Connect AI adoption, automation usage, and workflow improvements to measurable customer outcomes such as efficiency gains, stakeholder adoption, and expansion signals. Workflow Mapping (IER Framework) Conduct Intake → Execution → Reporting (IER) cycles for core customer workflows using established discovery guides and templates. Recommend optimizations based on documented best practices and apply workflow templates to support scale and consistency. Maintain clear documentation of customer workflows, data models, and configuration decisions following team standards. Use AI to help analyze repetitive workflow patterns, identify process friction, and sharpen recommendations — while validating outputs before using them with customers. AI Enablement & Agent Deployment Support adoption of ClickUp AI across relevant customer workflows by configuring and testing standard AI workflows and automations aligned to published best practices. Provide training and consultation on how to use existing AI and automation patterns; escalate novel or complex use cases to senior TAMs or specialists. Track and report AI usage and credit consumption against plan, surfacing straightforward opportunities to deepen adoption. Hello! I'm Allie, Head of Support at Ashby . I'm excited to share that we're hiring a Support Engineer in APAC We're expanding our global Support team to provide 24/7 coverage across time zones. You'll join a global team while establishing the technical Support Engineering presence in APAC, with the ownership and visibility that come from being one of the first Support Engineers in the region. We staff across regions rather than relying on on-call rotations; we'll discuss the specific schedule for this opening during the process. Not sure which Support role is right for you? We're hiring for both Product Support Specialist and Product Support Engineer roles. Support Specialist owns cases and customer communication end-to-end. Troubleshoots complex issues by navigating internal tooling — audit logs, user experience testing, and API testing — to help customers reach successful outcomes. Support Engineering serves as the escalation point between Support Specialists and Product Engineering. Owns integrations, supports data mapping and data migrations for customers, and resolves escalated tickets that don't require product code changes. Please choose the role that best reflects your experience and interests rather than applying to both. If another Support role seems like a closer match, we'll consider that in our review. About the role Support Engineering is the technical layer between frontline Support and Engineering. You'll take on complex issues involving integrations, APIs, permissions, data, reporting, migrations, and workflows—using application behavior, logs, databases, and customer context to determine whether an issue can be resolved through Support or represents a product defect. You'll investigate issues end to end using tools such as Plain, GitHub, Datadog, databases, and the codebase. You won't write the fix; you'll give Engineering a well-validated escalation with reproduction steps, relevant evidence, customer impact, and a root-cause hypothesis when possible. You'll also identify recurring issues, improve documentation and enablement, and partner with Product and Engineering on improvements. As one of the first Support Engineers in APAC, you'll help define how the global team collaborates across time zones, build practical handoffs with EMEA and AMER, and bring APAC customer context into how we scale Support Engineering. What you'll own: Own complex technical issues from intake through resolution or escalation, investigating APIs, integrations, logs, data, configuration, and workflows to determine whether Support can resolve them or Engineering should be involved. Set a high bar for complex technical investigations and ensure Engineering receives clear, actionable, well-validated product issues. Build trusted working relationships with frontline Support, Engineering, Product, Customer Success, and customers. Identify recurring problems and turn them into documentation, enablement, tooling, process improvements, or product feedback. Partner with Product and Engineering on recurring product improvements by synthesizing customer patterns, validating defects, and sharing the technical context needed to choose between a product change, documentation, tooling, or process improvement. Build the APAC coverage and handoff model with teammates in EMEA and AMER, while bringing regional customer patterns to the global Support Engineering team. Track and improve the outcomes that matter: resolution speed, escalation quality, fewer avoidable Engineering escalations, frontline self-sufficiency, reduced customer effort, and customer confidence. You should apply if: You've worked in a hands-on, customer-centric technical role where you independently investigate ambiguous issues involving APIs, integrations, logs, data, and application behavior. You're comfortable moving between customer conversations, APIs, logs, databases, product behavior, and code-level context to find root causes. You can distinguish a configuration, data, documentation, or enablement issue from a true product defect—and explain your reasoning clearly. You write precise investigations that others can quickly understand and act on, and communicate thoughtfully with technical and non-technical audiences across time zones. You naturally look beyond the immediate ticket and improve the systems around it through documentation, enablement, tooling, or process design. You want to be an early technical owner for APAC and are energized by building structure across a broad set of time zones within a global team. You should not apply if: You're looking primarily for a high-volume support role centered on predefined troubleshooting steps, rather than open-ended technical investigation and ownership. Most of your experience is in internal IT, help desk, endpoint, hardware, network, infrastructure, cloud operations, systems administration, infrastructure maintenance, or service deployment—and you haven't worked extensively with customer-centric SaaS applications, APIs, logs, or data-backed troubleshooting. You prefer to pass difficult issues to another team rather than reproduce, investigate, and explain them yourself. You're looking for a role focused mainly on writing production code; this role diagnoses and escalates bugs but does not own code changes. You prefer clear-cut problems and predefined answers over working through ambiguity with careful documentation, focused questions, and evidence-based decisions. You want a narrowly defined role without regional operating ownership or projects that improve how the broader Support team works. We deliver on that mission through a unique manufacturer-to-consumer (M2C) model eliminating the layers of traditional retail that add cost and result in consumers paying more than they need to. We find, build relationships with, and work directly with the manufacturing partners behind some of the world's finest products. From there, our teams design smart, efficient operational processes and build and deploy proprietary technology, AI, and analytics to help us scale fast. We dream big and chase the hard problems others shy away from. Rejecting long-held assumptions is part of our company's DNA. Where conventional wisdom says you have to choose – soft or durable, speed or rigor, quality or price – we ask why that trade-off has to exist in the first place. Our pace is fast and the bar is high because our customers expect a lot from us and we refuse to let them down. We believe the best results come from challenging ourselves, learning from one another, and building on each other's strengths. Here, responsibility is not determined by role, tenure, or seniority. Every team member - no matter their level - has the opportunity to drive our business and shape our trajectory. If you're someone who likes to imagine new possibilities and build better systems rather than plug-in to outdated ones, Quince is the place for you. You have direct experience building integrations, data pipelines, or other substantive solutions with AWS, Snowflake, and Databricks, beyond using their interfaces or consuming reports. You can work hands-on with APIs, SDKs, SQL, and a programming language such as Python or JavaScript to validate designs and troubleshoot integrations. You can explain how a solution works, where it can fail, and why an approach may be unsuitable, grounding your recommendations in implementation experience and technical validation.
